Tiivistelmä
Tämän opinnäytetyön tavoitteena oli mitata, kartoittaa ja kehittää ESL Shipping Oy:n tekniikanhankintaosaston sisäisen asiakaspalvelun laatua ja suorituskykyä. ESL Shipping on johtava kuivarahtialusten operaattori Itämeren alueella, ja sen tekniikanhankintaosasto on avainasemassa varmistamassa yhtiön alusten turvallista ja luotettavaa operointia. Hankintaosaston sisäisen asiakaspalvelun laatua ja suorituskykyä ei ollut aiemmin mitattu, ja tämän saavuttamiseksi perehdyttiin toimeksiantajan yrityksen hankintojen erityispiirteisiin, hankintatoiminnan prosessivaiheisiin ja ESG-tavoitteisiin. Lisäksi teoriaosassa on käyty tarkasti läpi hankintatoimen prosessia, asiakaspalvelun laatua sekä erilaisia suorituskyvyn mittareita ja menetelmiä.
Tutkimuksen teorian pohjalta laadittiin kokonaisvaltainen mittaristo asiakaspalvelun laadun ja suorituskyvyn analysoimiseksi. Tutkimus toteutettiin määrällisenä kyselytutkimuksena, joka pohjautui tasapainotettuun tuloskorttiin. Kyselyn mittarit tarkastelivat sisäistä asiakaspalvelua asiakastyytyväisyyden, talouden, prosessien sekä oppimisen ja kehittymisen näkökulmista. Kysely lähetettiin kohderyhmään kuuluville tekniikanhankintaosaston ja laivojen työntekijöille. Kyselystä tulleet vastaukset analysoitiin ja tulkittiin pääsääntöisesti keskiarvon, asiakastyytyväisyysindeksien ja vastausten prosentuaalisen jakauman perusteella. Avointen kysymysten tulokset puolestaan esitettiin määrällisessä muodossa niiden teemojen toistuvuuden mukaan.
Webropol-asiakastyytyväisyyskyselyn tuloksista ilmeni, että laivan henkilökunnan asiakastyytyväisyys tekniikanhankintaosastoa kohtaan on pääosin hyvällä ja kypsällä tasolla. Asiakaspalvelun laatuun ja suorituskykyyn oltiin erityisen tyytyväisiä, etenkin kohteliaisuuteen, työaikoihin, joustavuuteen, hallinnolliseen vastuuseen ja laatustandardeihin liittyvissä mittareissa. Sen sijaan asiakastyytyväisyys oli heikoimmillaan koulutuksen, toimitusnopeuden ja tilausprosessien suhteen. ShipManager-tilausjärjestelmän käytettävyys, ylläpito ja koulutus nousi yhdeksi merkittävimmäksi kehityskohteeksi. Toiseksi keskeiseksi kehityskohteeksi nousi tuotteiden ja palveluiden toimitusaikojen lyhentäminen. Tekniikanhankintaosaston tulisikin järjestää säännöllistä koulutusta ShipManager-järjestelmän käytöstä lähitulevaisuudessa. Lisäksi koko tilausten käsittelyprosessia tulisi yksinkertaistaa ja selkeyttää. The objective of this thesis was to measure, survey and develop the quality and performance of internal customer service in the department of technical procurement at ESL Shipping Ltd. As ESL Shipping is leading operator of dry bulk carriers the transport in the Baltic Sea region, its department of technical procurement is in a key position to ensure safe and reliable operation for the company’s ships. Even so, the performance and quality of the department had not been measured previously. In order to achieve the objective of thesis, the characteristics of the commissioner’s acquisitions, as well as its acquisition processes and ESG-related goals were examined. The theory section of this thesis also describes in detail the procurement process, customer service quality as well as various metrics and methods to measure performance.
On the basis of the theory part, a comprehensive metric for analysing the quality and performance of customer service was created. This was followed by a quantitative survey based on a balanced scorecard. The metrics that had been created were utilized in the survey to scrutinize internal customer service from the perspectives of customer satisfaction, finances, process management as well as learning and development. The survey was sent to the employees of technical procurement and ships’ crew members. The responses were analysed and interpreted based on averages, customer satisfaction indexes and percentual distribution. The results from open-ended questions were presented in a quantitative form based on the recurrence of themes.
The results of the Webropol-based customer satisfaction survey revealed that the ships’ crew members were mainly satisfied with the performance of technical procurement. The crew members were especially satisfied with the quality and performance of their customer service, particularly with respect to politeness, office hours, flexibility, administrative responsibility and quality standards. On the other hand, they were less satisfied with the quality of training, delivery times and ordering processes. The usability, maintenance and training regarding the ShipManager ordering system was identified as one of the most crucial development targets, along with decreasing delivery times for products and services. Based on the responses, department of technical procurement should organise training sessions on the use of the ShipManager system in the near future. Moreover, order processing should be simplified and clarified.
