Tiivistelmä
Tämän opinnäytetyön tavoitteena on kehittää Sensire Oy:n asiakastukiprosessia asiakaslähtöisesti ja luoda pohja jatkuvalle asiakastukiprosessin kehittämiselle sekä löytää usein toistuvia tukipyyntöjä.
Työssä määritettiin nykyisen asiakastukiprosessin lähtötilanne, analysoitiin kerätty data, asetettiin mittarit tulevia analyyseja varten sekä annettiin kehitysidea asiakastukiprosessista, joka tuottaa vähemmän hukkaa. Prosessikehitykseen sovellettiin Lean-ajattelua ja Six Sigman työkaluja palveluympäristössä. Työssä analysoitiin toimeksiantajan vuoden 2019 asiakastukipyynnöt ja analyysin pohjalta kehitettiin asiakastukiprosessia asiakaslähtöisesti. Lisäksi useimmin toistuvien tukipyyntöjen juurisyyt analysoitiin käyttäen 5whys-menetelmää ja näiden vähentämiseen esitettiin kehitysideoita.
Työssä selvisi, että toimeksiantajan nykyinen prosessi ei tuota tarvittavaa dataa jatkuvaa prosessikehitystä varten. Nykyistä prosessia tulee muokata kehitysideoiden pohjalta, jotta jatkuva kehittäminen olisi jatkossa tehokasta ja kehitystoimia pystytään ohjaamaan asiakaslähtöisiin kehityskohteisiin. The aim of this thesis is to develop Sensire Oy’s customer support process from the customers perspective and create the basis of continuous development of the customer support process. The secondary goal of the thesis is to detect fequently occuring customer support requests.
In the study the current state of the customer support process was defined, then the gathered data was analyzed, and metrics for the process was defined for upcoming analyses. Also, development ideas about less waste creating customer support process were introduced. Lean Six Sigma was applied to the service environment and it was used for the process development. Commissioner’s customer support requests from the year 2019 were anylyzed, and the customer support process was developed based on the analysis. In addition, root cause analysis was applied to the most repeated support requests. The Five Whys method was used for the root cause analysis.
This thesis revealed that the commissioner’s current process does not provide all the necessary data for continuous process development. The current process needs to be modified according to development ideas in order to make the process more efficient, and the developments could be done based on the customer experiences in the future.
